Customer-service and refunds agent

The most-cited production agent in consumer fintech — and a cautionary tale about reading the second year of a deployment, not just the first press cycle.

What it does

In early 2024 Klarna put an agent on customer-service tickets. In the first month it handled 2.3 million conversations; of the two-thirds of tickets it helped resolve, average time fell from 11 minutes to two. Klarna later said the agent did work equivalent to about 700, then about 850, human agents, and estimated roughly $40 million of annual profit impact. It issues refunds, changes payment plans, and talks to merchant systems inside a single conversation.

Architecture

A high-volume, well-bounded agent with account, order, and merchant-system tools. Human takeover is the VIP path, not the default.

Evidence

Figures are Klarna’s, repeated in Forbes (Bernard Marr, 16 July 2026) and in CEO commentary to Semafor (June 2026). They are not independently audited.

Caveat

Klarna later rebalanced toward higher-quality human service after the first wave of automation, and has had to correct media readings of that shift. First-year containment is not a forever operating model.
